Customer Experience: The Overlooked Key to Business Growth

by Kathy Ennis  - June 12, 2025

If someone asked you what really drives your business growth, what would you say? Marketing? Pricing? Products? While all of those matter (and I love my 5Ps framework, as you know!), there’s one ingredient that often gets overlooked: customer experience.

Customer experience isn’t just about delivering good service. It’s about crafting every touchpoint, from first impression to final payment, in a way that makes your clients feel seen, understood, and valued. And when done right, it turns one-time buyers into loyal fans, word-of-mouth champions and repeat customers.

Let’s break it down.

What Exactly Is Customer Experience?

Customer experience is the overall perception your client has of your business, across every interaction.

It’s:

  • How easy your website is to navigate
  • How quickly you reply to a query
  • If the purchase process or client onboarding feels supportive or stressful
  • The tone of your follow-up emails
  • And even how you say thank you at the end of a project

Think of it like a journey.

Each step either builds trust or chips away at it. And the smoother and more enjoyable you make that journey, the more likely people are to stick with you, and tell others about you.

Why Customer Experience Is So Often Ignored

Solopreneurs (especially in the early days) wear all the hats; marketing, sales, delivery, admin. So it’s no surprise that customer experience often becomes something we react to (a complaint, a refund request, an awkward moment) rather than something we design intentionally.

Here’s the truth: businesses that put customer experience front and centre tend to grow faster and retain more clients.

It’s not a fluffy nice-to-have. It’s a serious business growth strategy.

How Customer Experience Drives Growth

Here’s what great customer experience does for your business:

  • Increases Customer Loyalty – people remember how you make them feel. A good experience = a repeat customer.
  • Boosts Referrals – delighted clients want to tell others. Word-of-mouth is still the most powerful (and free!) form of marketing.
  • Reduces Churn – happy customers are less likely to disappear or jump ship to a competitor.
  • Improves Your Reputation – a smooth, thoughtful experience builds trust and makes you look polished and professional, even if you’re a one-person band working from the kitchen table..

3 Things You Can Do Today to Improve Your Customer Experience

You don’t need a huge budget or team to improve your customer experience. Start with these three areas:

1. Onboarding: Make a Brilliant First Impression

Your client has just said “yes” — hooray! Now what?

  • Do they get a welcome email that reassures them?
  • Do they know what to expect and when?
  • Is it clear how to contact you?

A smooth onboarding process removes doubt and sets the tone for a great relationship.

2. Communication: Keep It Clear and Kind

We’ve all had ‘That Email’ from a business, cold, abrupt, or filled with jargon.

  • Don’t be ‘that’ business.
  • Use friendly, plain English
  • Set expectations early (especially around timelines or deliverables)

Check in regularly because even a quick “just keeping you in the loop” message works wonders

3. Offboarding: End on a High

Many businesses forget the final step. Whether it’s a product delivery or a service package, finishing strong matters. So, make sure you:

  • Send a thank-you message
  • Ask for feedback (and listen!)
  • Request a Case Study that you can use to attract and reassure other customers

Make sure you offer a next step, for example, a follow-up offer, or simply a reminder that you’re still here when they need you.

Real-World Example: Two Coffee Shops, Same Coffee

Imagine two identical cafés. One remembers your name, welcomes you with a smile, and always gets your coffee ‘just right’. The other barely makes eye contact and never remembers your usual.

Which one gets your loyalty?

Same product, different experience — and a world of difference in customer retention.

Want to Grow? Start With the Customer Experience

Before you chase the next marketing trend or funnel hack, take a step back and look at how your business feels to your customers.

Ask yourself:

  • Is every step clear, calm, and kind?
  • Would you enjoy buying from you?
  • What small improvements could you make to see a big difference?

When you make customer experience part of your business growth strategy, everything else becomes easier, retention improves, referrals increase, and your reputation grows.
